BPO Terms and Meanings: The Call Center Words You Will Hear
By Dave Wilson · 9 min read · 4 October 2026
BPO stands for business process outsourcing, and the call center floor has its own vocabulary on top of it. Recruiters, trainers and team leaders use these abbreviations from the first interview, usually without explaining them. This page gives each term in plain words, where you will hear it, and an example sentence, so none of them catch you out in the interview, in training or in your first week on the floor.

BPO and call center terms explained
Each term below starts with the plain meaning, then where you will hear it, then an example of how a recruiter, trainer or team leader would say it.
What does BPO mean in a call center?
BPO means business process outsourcing: a company, called the client, pays another company, the BPO, to handle part of its work. In a call center, that work is answering or making calls for the client brand. When Filipinos say they work "in BPO", they usually mean a call center job. The client you take calls for is your account, and one BPO site can run several accounts. Example: "Our BPO handles three accounts, a US telco, a health insurer and an online retailer."
What does SME mean in BPO?
SME means subject matter expert. On a call center floor it is a senior agent who knows the account well and helps other agents during live calls, usually before anything goes to the team leader, and still takes calls themselves. New agents send the SME a chat or raise a hand when they do not know an answer. Becoming an SME is a common first promotion. Example: "Check with the SME before you put the customer on hold for more than two minutes."
What does LOB mean in BPO?
LOB means line of business: the specific part of an account you handle, such as billing, technical support or sales. Each LOB usually has its own call queue, training and targets, so two agents on the same account can do quite different work. Being "cross-trained" on another LOB means you are trained to take calls in both. Example: "This account has two LOBs. You will start on billing and may be cross-trained on tech support later."
What does KPI mean in BPO?
KPI means key performance indicator: one of the numbers your work is measured by. Common call center KPIs are average handle time, QA score, customer satisfaction, schedule adherence and attendance. Each account and LOB sets its own targets, and your team leader goes through your KPIs with you in regular coaching sessions. Example: "Your KPIs this week: AHT under seven minutes, QA at 90% or higher, and no late log-ins."
What does SLA mean in BPO?
SLA means service level agreement: the target the BPO has promised the client, written into their contract. For calls it is often written as 80/20, meaning 80% of calls answered within 20 seconds. The SLA is a team and site target rather than a personal one, but it is the reason breaks are scheduled tightly and time off the phones is watched. Example: "Queue is long and we are below SLA, so breaks are moved back fifteen minutes."
What does QA mean in BPO?
QA means quality assurance: the team that listens to recorded calls and scores them against a scorecard. The scorecard usually covers the opening spiel, verification, empathy, resolution, the closing and compliance. Some items are auto-fail, such as skipping verification, which zeroes the call. The call center script examples show what each scored stage sounds like. Example: "QA marked down your call for not offering further help before the closing spiel."
What does AHT mean in BPO?
AHT means average handle time: the average total time you spend on each call, counting talk time, hold time and after-call work. A call with six minutes of talking, one minute on hold and one minute of notes has a handle time of eight minutes. Lower is better only if the problem is solved, because rushing a call shows up later as repeat calls and low survey scores. Example: "Your AHT is high because your holds are long. Use the SME chat instead of searching the knowledge base on hold."
What does ACW mean in BPO?
ACW means after-call work, sometimes called wrap-up: the notes, tickets and call codes you finish after the customer hangs up and before the next call comes in. It counts towards your AHT, and accounts usually set a target for it. Typing quickly and accurately keeps it short, which is one reason for the call center typing test. Example: "Keep your ACW short. Write the notes while the customer is confirming the details, not after."
What do CSAT and DSAT mean in BPO?
CSAT means customer satisfaction: the score from the short survey a customer gets after the call. DSAT is the opposite, a dissatisfied response at the bottom of the scale. Because the weekly survey sample is small, one DSAT can pull your score down noticeably, so DSATs are usually reviewed to see whether the agent caused them or the customer was unhappy with a policy. Example: "That DSAT was about the refund policy, not your handling, so it has been excluded."
What does FCR mean in BPO?
FCR means first call resolution: the share of customer problems solved on the first contact, without the customer having to call back. It is the counterweight to AHT. A short call that leaves the problem unsolved hurts FCR, so the habit that scores well is to confirm the problem is fixed before you close. Example: "Before you end the call, confirm the customer can now log in. That protects your FCR."
What does RTA mean in BPO?
RTA means real-time analyst: a member of the workforce team who watches every agent's live status (on a call, on break, in an aux code for non-call work) and the call queue. If calls are waiting, the RTA moves people back onto the phones or delays breaks. If your break runs over, the RTA is usually the one who messages you. Example: "RTA here, you have been in aux for twelve minutes. Please go available."
What does VTO mean in BPO?
VTO means voluntary time off: when call volume is lower than forecast, the account offers agents the option to log off early or skip a shift. It is usually unpaid, and taking it is your choice. Agents saving leave credits often take it; agents who need the full pay usually decline. Example: "Volume is low tonight. VTO is open for anyone who wants to log off at 3 am."
What does PTO mean in BPO?
PTO means paid time off: vacation or sick leave that you are still paid for, taken from your leave credits. Most BPOs ask you to file PTO in advance through the workforce tool, and some limit it during peak season or during nesting. Example: "File your PTO for the holidays two weeks ahead so workforce can approve it."
What does HMO mean in BPO?
HMO means health maintenance organization: the private health plan that most Philippine BPOs give employees, covering consultations, tests and hospital care at partner clinics and hospitals. Some companies also cover one or more dependents. It is one of the benefits recruiters mention with the job offer, so ask when it starts: from day one or after you become a regular employee. Example: "Your HMO card will be ready after your first month, and you can enrol one dependent for free."
What does NHO mean in BPO?
NHO means new hire orientation: your first day or first few days after signing the job offer. It covers HR paperwork, company policies, your ID and benefits such as the HMO, before product training starts. Example: "NHO is on Monday at 9 am. Bring two valid IDs and your signed contract."
What does nesting mean in BPO?
Nesting is the stage after classroom training where you take real calls with a coach or SME nearby, usually for one to four weeks, before you join the production floor. Your KPIs are watched but targets are lower. The full guide is call center nesting: what to expect. Example: "You start nesting next week, so expect live calls with a coach on standby."

Practise a call scored the way QA scores itKnowing the words is the easy part
Interviewers rarely ask you to define AHT or QA. What they test is whether you can handle a call the way these numbers reward: verify first, find the real problem, solve it, and close without rushing. The quickest way to build that habit is to take practice calls and see a score for each stage. Free mock call practice gives you an AI customer in your browser and a scorecard after. It asks for your first name and email, with no account or card needed.
Frequently asked questions
What BPO terms should I know before a call center interview?
Know BPO, account, LOB, AHT, QA, CSAT, HMO and nesting. Interviewers and recruiters use them when they describe the job and the offer, and knowing them lets you follow the conversation and ask a good question about the account.
What is the difference between an SME and a team leader?
An SME helps other agents with calls but is still an agent. A team leader manages a team of agents: coaching, schedules, KPIs and escalations.
You will pick up most of this vocabulary in your first week anyway. Knowing it before the interview lets you follow what the recruiter says about the account, its targets and the offer.
